What Do Clients Truly Expect from Their Sales Representatives?

As a supplier specializing in garden products, we also offer sourcing services to streamline our clients’ procurement processes. Recently, we received an order for a full container of heaters from a client who operates a chain of offline stores. This required us to design custom packaging with their logo. Given the wide range of models and the client’s strict requirements for packaging details, we spent a significant amount of time on the design, going through dozens of revisions over the course of a month.

However, once the bulk production was completed, we discovered that the packaging dimensions did not match the actual products. After multiple verifications, we realized that the factory’s sales representative had reported the wrong product dimensions. We had ordered single-layer products, but the representative provided the dimensions for double-layer products, leading to errors in the design. Upon discovering this issue, we immediately requested the factory to redo the packaging and began preparing to explain the delay to our client.

While on our way back, we received a message from the factory’s sales representative.

The message from the factory’s sales representative

My data is based on the double-layer standard, and the size discrepancy of 30-40mm for the large and small pieces and double layers is not outrageous. Changing the instruction manual is temporarily not feasible, as there are other clients who need the F1 model. We can discuss this again after some time. If I handle this for other clients, I will refund your deposit based on the actual price I can manage. If I can’t handle it, then we will make adjustments according to your requirements.

The sales representative suggested that the discrepancy in the packaging was minor and that redoing the packaging would be time-consuming and costly. They proposed that we accept a small compensation and proceed with the shipment. However, we strongly disagreed with this approach. Although the packaging discrepancy might seem insignificant from a consumer’s perspective—something many might overlook—it could have serious implications for our client’s brand reputation. Misleading packaging can be seen as deceptive, and with 2,000 units in a container, we would be placing a potential risk in 2,000 households in our client’s country. Therefore, we firmly insisted on redoing the packaging to ensure all information was accurate.

This incident led me to reflect on what clients truly need from their sales representatives. In my view, when issues arise, a good sales representative should first consider the situation from the client’s perspective, understanding their needs rather than focusing solely on their own convenience and profit. Mistakes are inevitable, but we should learn from them, work to prevent similar issues in the future, and actively correct them. This is the foundation of building long-term partnerships.

However, in this case, the sales representative sought to justify their mistake, dismissing the discrepancy as normal and suggesting the product could be sold to other clients due to its popularity. This clearly shows a lack of empathy and consideration for both the partner and the client. How can such a sales representative earn a client’s trust?

So, what qualities should a sales representative have from a client’s perspective? Based on my years of experience, I believe that a competent, even excellent, sales representative needs to possess the following qualities:

  1. Responsibility: A responsible person will likely deliver good results. When problems arise, it might be due to a lack of skill, but with learning and improvement, capabilities can always be enhanced.
  2. Professionalism: A sales representative must have a thorough understanding of their products. This is a basic professional requirement. Issues like misreporting product dimensions reflect a lack of professionalism and insufficient knowledge of the product, compounded by a failure to double-check, leading to avoidable errors.
  3. Empathy: When a sales representative can put themselves in the client’s shoes, their decisions will undoubtedly be different. What emotions would you have if you were the client in this situation? How would you want your supplier to handle it? When you understand these questions, you will know how to act.

Of course, these three qualities alone are not enough to make an outstanding sales representative, but in my opinion, they are crucial. I’ve discussed them in detail because I believe I embody these qualities, which is why I felt so frustrated and disappointed by this incident.
